💬 Media Talking Points

  • Rankings are based on independent mystery shopping calls, not self-reported surveys.
  • Calls are assessed using the ACXPA Contact Centre CX Standards comprising of 48+ different metrics.
  • Key metrics assessed include: Overall CX, Accessibility, Agent Mastery and Wait Times.
  • Calls are focused on sales or general enquiries to ensure consistency and comparability across organisations.
  • Mystery shoppers do not identify themselves and engage as typical customers, receiving the same experience as any member of the public would.
  • These results reflect new customer (i.e. sales) or general public interactions — customers calling about account-specific issues, technical support or complex cases may have a different experience based on internal triage or agent specialisation.
  • Benchmarks reflect real customer experiences, not just internal KPIs or system-generated metrics.

❓ Frequently Asked Questions
How was our business selected?

Either your business was selected as part of a representative sample for industry benchmarking, you’re already part of our Contact Centre CX Benchmarking service, or your organisation was nominated by a peer or competitor for comparison.

How many other call centres did we beat?

In the national leaderboards, your score is compared against at least 50 Australian contact centres. For each industry sector, we assess a minimum of six businesses — and this continues to grow as more join our cost-effective benchmarking service.

How many calls were assessed?

We conduct a minimum of six mystery shopping calls per business, per month — and many sectors have been measured continuously since August 2023. While that might sound low to some, our data has proven remarkably consistent over time and is specifically designed to reflect how real customers experience your contact centre: one call at a time.

As an independent, self-funded industry association, our goal is to provide credible, cost-conscious benchmarking insights that inform better decision-making, training, and investment in CX across Australia.

What type of calls are assessed?

For the public Call Centre Rankings, we focus strictly on new sales enquiries or general enquiries, not technical support or account-specific calls, that enable us to remain anonymous — our mystery shoppers never identify themselves and engage as regular customers to ensure we capture a real experience. Broader scenarios can be assessed (such as the full sales process or complaints) as part of our expanded benchmarking services.

Where are your mystery shopping calls conducted from?

All mystery shopping calls and assessments are conducted by trained professionals based in Australia. We separate the mystery shopping, Accessibility scoring, and Agent Mastery scoring to maintain fairness and integrity throughout the process.

How are the calls assessed?

Calls are scored against the ACXPA Contact Centre CX Standards, which define what ‘good’ looks like across two key pillars — Accessibility and Agent Mastery. These standards are applicable to all contact centres and focus on the customer experience, not internal compliance or product accuracy.

Is there more data available?

Yes — ACXPA Members get access to more data, including monthly trends, sector comparisons and deeper metrics. View a sector example.

How can we access more data or join the program?

You can access more detailed benchmarking and sector-level insights through our Contact Centre CX Benchmarking service — available for any contact centre wanting to improve performance and see how they compare.

Who designed the program?

The program was developed by Justin Tippett and Simon Blair — two respected Australian industry leaders with decades of experience across contact centre operations, quality, coaching, and customer experience strategy.
